For Mark Hall, great customer service is like solving a puzzle – listening, understanding, and finding the right solution. From easing financial worries to building efficiency into every interaction, Mark shares his strategies for delivering a standout customer experience.

What do you enjoy most about connecting with customers in your role?
Helping customers with their queries feels like solving a puzzle. If I can find the right solution and ease their uncertainty, I know I’ve made a difference – and that makes my day more rewarding.
Can you share an example of a time you made a meaningful difference for a customer?
One of the most common concerns I handle is customers fearing they have to repay large sums of money – sometimes between £5,000 and £20,000. On several occasions, I’ve been able to ease their worries by carefully reviewing funding rules and confirming that they weren’t liable to make repayments. Seeing their relief in these moments reminds me why great customer service matters.
What strategies or habits help you maintain a high level of customer service?
Active listening is key – it’s one of the most effective ways to truly understand a customer’s concerns. I also make a habit of noting down keywords during conversations, as they often hold clues that help resolve queries faster.
Efficiency is another big focus for me. I’ve built a database of answers to common queries, which helps speed up responses and ensure consistency. I also use open and closed questions strategically to get to the root of an issue quickly.
What advice would you give to others looking to excel in customer experience roles?
You won’t always have the answer to every customer’s question – and that’s okay. The key is to stay calm and not let uncertainty shake your confidence.
If a customer asks something unexpected, reflect their question back to them and let them know you’ll look into it. This reassures them that you’re taking their concern seriously while giving you time to find the right answer. Also, don’t hesitate to ask follow-up questions or seek advice from colleagues – collaboration is a huge part of delivering great customer service.
In your opinion, what makes someone a true ‘Connection Expert’ in CX?
A true Connection Expert is someone who’s adaptable, can think on their feet, and always looks ahead to their next steps. Customer needs are constantly evolving, so staying flexible and proactive is what makes the biggest impact.
