Vulnerability is a complex and ever-evolving issue that impacts millions of individuals daily. Whether it’s financial hardship, health challenges, or personal circumstances, these factors shape how people engage with organisations – and the consequences when they feel unsupported can be significant.
We believe it’s crucial to understand these challenges and take meaningful action. That’s why we’ve conducted an in-depth survey of 250 self-identified vulnerable individuals, uncovering essential insights into how organisations can better serve their needs. Our new report, AI, digital transformation, and vulnerable customers: Building resilience, improving accessibility, and overcoming challenges, offers not just statistics, but real-world guidance on creating inclusive, empathetic customer experiences that make a tangible difference.

Empathy as a business imperative
It’s no secret that empathy plays a vital role in customer interactions. Our survey found that 56% of respondents reported positive experiences when organisations demonstrated flexibility and empathy. Vulnerable individuals aren’t asking for special treatment – they simply want to be heard, understood, and treated with respect. This human touch, combined with thoughtful service design, can transform the customer experience and create long-lasting loyalty.
The power of choice in customer service
Vulnerable individuals, like all customers, value choice. The report highlights that 78% of respondents prefer to use a mix of human interaction and digital tools, while 22% would rather rely solely on technology. This reinforces the need for an omnichannel approach, ensuring customers have the flexibility to choose how they engage with your organisation, whether it’s through digital self-service or human support.
Digital accessibility
While empathy and the human touch is essential, technology also has a critical role to play in ensuring accessibility. Our report reveals that 48% of respondents have avoided businesses due to poor accessibility or customer service. This is a wake-up call for organisations: if your digital services aren’t easy to navigate for vulnerable individuals, they’ll go elsewhere. Implementing accessible, user-friendly digital tools that align with the needs of all customers is not just a good practice – it’s an expectation. And having that balance between technology and the human touch is simply non-negotiable when it comes to supporting individuals with vulnerabilities.
Actionable insights
Our report offers more than just data. It provides actionable insights that both public and private sector organisations can apply to enhance their services. From designing inclusive digital platforms to training frontline staff in empathy, the findings offer a roadmap for creating more supportive, accessible, and inclusive customer experiences.
